The theme? “If you automate a mess, you’re just making it messier.” Here are the key takeaways: - Tier 1 is evolving, not disappearing. Automation and AI are nibbling away at repetitive tasks, but the workforce shouldn’t be cut—they need to be upskilled for more complex challenges ahead. - Proactive. Preemptive. Predictive. Service teams need to step up their game in understanding and anticipating customer needs. Pairing AI with human expertise can drive smarter decisions and better outcomes. - Self-service first, assisted support next. Many organizations are focusing AI efforts on self-service, but the next frontier is transforming assisted support experiences. - Small business or enterprise—the struggles are the same. The processes, problems, and goals are universal, even if the scale isn’t. - Data and integration are everything. If your data governance and integrations aren’t rock solid, AI initiatives will flop. Period. - ROI is still a puzzle. Operationalizing AI remains a challenge, and surprises (read: expensive ones) tend to pop up along the way. - AI is pricey. Whether you’re an SMB or a global giant, the road to ROI is long and winding. - Your tech stack is bigger than you think. Deploying AI will reveal just how many tools—and dependencies—your organization has. Spoiler: it’s probably more than you realize. - Resistance is real. Ironically, the people you need most to make AI work are often the ones most hesitant to embrace it. - Knowlege management is more critical than ever. Many organizations don’t have a great culture of knowlege. That needs to change. It was a candid, thought-provoking session with lessons that apply across the CX landscape.
