𝐂𝐮𝐬𝐭𝐨𝐦𝐞𝐫 𝐞𝐱𝐩𝐞𝐫𝐢𝐞𝐧𝐜𝐞 𝐢𝐬 𝐞𝐯𝐞𝐫𝐲𝐭𝐡𝐢𝐧𝐠. This morning, Neeta Lachmandas and I went for our usual walk, stopping by one of our favorite spots, East Coast Commune. We hadn’t been there in a few weeks due to our travel schedules, but the moment we walked in, Michelle, one of the amazing baristas, made us feel right at home. She greeted us with, “Oh my, it’s so good to see you back here! Where have you been? I’ve been looking out for you two girls!” It’s that extra touch, that personal connection, that makes the customer experience unforgettable. Michelle remembered us, confirmed our regular order, and even hung out a little longer to chat with us, calling us a “tribe.” It reminded me of the iconic TV show Cheers from the 1980s and its famous theme song, “where everybody knows your name.” That’s the power of good service—making people feel seen, valued, and special. You can have delight without surprise, but surprise makes delight so much better. Here's the story: If you hang around business for any period of time, you're bound to hear... "Surprise and delight your customers!" boo ya! And to be honest, it usually goes in one ear and out the other. Esp in B2B - we have a product or a service, it does a thing. If it keeps its promises, customers are happy - possibly delighted even. But there are few surprises. So a week ago, I'm walking through The Butchart Gardens in Victoria, BC, Canada - which is kind of like the Disneyland Resort for flowers - and I come around a corner to see this fella. (zoom in on the pic if you can't see him) It's a bronze dragon hidden in the mossy stones in such a way that it appears he's coming out of his cave. Not only that, but he's holding an exquisite blown glass ball. Necessary? No. Surprising? Totally. I was already pretty blissed out, but the surprise put the experience into another realm. So much that I took the pic and was inspired to write about it. Another example occurred to me this morning... Drumsticks ice cream cones. I've eaten these things for years, they're fine. Nothing to write home about, but you know, not the worst thing. One day, I'm eating a Drumstick, get to the bottom of the cone and wait! They have filled the tip of the cone with chocolate. Surprise! And suddenly, my delight factor goes up 10x (or a lot at least). It's still a Drumstick, sure, but better and they didn't have to do it. Coming back to B2B - what can we do to surprise our customers (in a good way ofc) in order to truly delight them? Is it a thank you gift shipped in the mail? Is it a client success team that engages in minutes versus days? Is it a proactive offer of a better price? Is it bonus credits offered w/o asking? Is it free entry to a VIP club - that's actually VIP? Is it easter eggs in the product? Sky's the limit here. The point is to create some kind of surprise. Your customers will love you for it.
