Gen AI Copilots Establishing its Monolithic Presence in Contact Centers I have to be honest here. When the world went berserk with the arrival of ChatGPT and its ability to answer a trillion questions within a few seconds, I was on a career break and unaware of the explosive power of ChatGPT. I acted like a tech laggard; I didn't try prompts to help me in my work until the second half of 2023. But after the first few interactions, I could not turn away from the Gen AI. It has become my copilot for idea validation and writing refinement. I recently had the opportunity to research the emerging use cases of Gen AI in enterprises. I discovered that Gen AI has made its monolithic power felt in the customer experience segment. Contact centers are using gen AI as copilots for agents to improve productivity and increase CSAT scores. In the case of contact centers, agents typically spend 50% of their time typing, correcting and improving responses, 25% on searching and 18% on collating customer information. Gen AI effectively summarizes customer information, call transcripts, and complaint details. Agents only have to interpret the summary and act upon it. Gen AI also helps in personalized communication. The copilots dig through the data and suggest customers' preferred communication channels, available conversation times, and discussion subjects. Real-time use cases like this, where agents and AI copilots can provide a superior customer experience, help alleviate the fear that AI could replace human jobs. The final highlight is Gen AI's ability to help brands provide a consistent and connected customer experience across different platforms. Digital-age customers interact with brands across six or more touch points.
