This post has me thinking a lot about customer experience and the role in building successful brands. There’s no doubt that “customer experience” has become a buzz word in recent, but I’m left wondering, do brands really care about it? As someone who has worked in the training industry for a while, I’ve seen many organizations invest in customer experience training for their employees. But is this a box-ticking, or are companies genuinely committed to creating meaningful experiences for their customers? It’s been a while since I did one of these rants so here we go... Dear Zara, This sucked. I recently bought a dress that unfortunately had an issue. A few days later, I went hoping to exchange it. How it went: Me: "I'd like to exchange this dress. The zipper is damaged." Sales representative looking down at the piece: "You sure you bought it like this?" Me: "Yes." Sales representative: "You sure this didn't happen at home?!" Me: *feeling accused* Since it was damaged goods, I was told I could only exchange it at the same store I purchased the dress from and that they could not accept it since it would be considered damaged goods for their boutique. Client interest vs personal interest. I realize that this is a logistic issue, and it's not unique to Zara. But as a client, it’s inconvenient and indicates a lack of client-centered brand strategy, and an internal dynamic does not support efficient systemic teaming. *PS- the least a brand can do in these situations is to not only state the rules, but also express empathy for the inconvenience it will cause their clients before sharing the policy. Day2 on my LinkedIn challenge…… Imagine a world where salespeople were superheroes, not just ordinary folks. Our hero, Salesman Zara was a master of the sales pitch, a wizard of closing deals. But even superheroes have their kryptonite: time. With a never-ending queue of clients, each more demanding than the last, Zara felt like he was running a marathon while juggling flaming chainsaws. One day, a particularly irate client, Mr. zim, stormed into zara's office. "I need results, and I need them now!" he bellowed Zara, ever the cool and collected hero, knew he had to act fast. He couldn't let Mr. zim’s negativity dampen his superhero spirit As a sales person, customers service representative or as a virtual assistant have you even being stock up like Zara? Zara did something unusual recently. Instead of professional photographs, they used images of models taking selfies. Models posed in front of mirrors, taking selfies with their phones. Zara wanted to show something realistic, something that people could connect to. The concept was simple. People do not always see ideal pictures. They witness real, ordinary moments. Zara's ad intended to represent this. This strategy had a huge effect. Customers felt more connected to the brand. The campaign felt fresh and honest. Sales went up. People appreciated the authenticity. It was about connecting with people on a personal level, and it paid off financially. My latest video explores the weird world of Zara. This was a challenging but rewarding piece to make, partly because it's more difficult to tell a story about a company that's basically doing fine than it is to explain why a bad one's imploding. But Zara's success was built upon unusual principles for a fashion giant, not least its logistics operation and a shunning of conventional advertising. So the rewarding aspect was learning *how* it succeeded doing what it did, *why* that's continued to work, but asking *if* any of it'll be enough to sustain the brand through fast fashion's environmental reckoning along with the rise of brands like Shein and Temu. “There’s a brand out there with a similar name. It shouldn't be a problem though - they operate in an entirely different sector to us”. I hear this a lot. It is often a valid point but, unfortunately, it’s not always that clear cut. Ultimately, if you have a brand name which is already being used by a third party, you need to look beyond the goods and services being provided, to the countries in which that third party is operating to gain an understanding of their market presence, goodwill and trade mark rights (if any). The case of Zara Food Vs Zara Fashion highlights the complexity of brand co-existence. Zara, the renowned global fashion brand identified a restaurant operating in Delhi under the same name. Zara neither offers restaurant services, nor have its trade mark registrations been expanded to cover them. Despite this, Zara Food lost its right to use the name “Zara” in the course of its business with the Courts taking the view that, given Zara’s presence and reputation in Delhi (and India more broadly), there was a high chance of consumer confusion (i.e. that the public would confuse Zara Food as being a business operated by Zara Fashion). There were other factors at play here, including the use of similar stylisation when it came to the word “Zara”. That said though, this case emphasizes the need to tread carefully when you’re looking to launch a brand with a name that is already in use. Trade mark infringement claims can be fatal for start-ups and new businesses, and they are often easy to avoid with the right due diligence and legal guidance.
