This gets my wheels moving in my mind...immediately I am wondering about the onboarding process and training strategy for call center agents. Healthcare is complex and it's a language of its own and add to it the life and death nature. Here’s a personal story about broken medical care, with a clear management lesson for us all: Last week, my Dad had a significant medical event. He had an urgent, life-saving procedure done, and he was told to see a specialist within two weeks for an essential evaluation of how the procedure was working. My family was to call the specialist’s office to get the appointment. So we did, and we were told the next available appointment is in…three months. Now, I’ve worked in healthcare for two decades, so I knew what to do (you get the primary care physician’s nurses involved to insist to the specialist’s staff that care simply cannot wait). But what if I didn’t know that? What if my Dad was alone, an 81-year-old man who simply did what the doctor’s office told him to do, and waited? He may never have lived to get to that appointment. How many patients are in that situation? We have no idea, because that’s a statistic which doesn’t get measured. And because no one measures it, no one manages it. Specialist offices lack an incentive to fit in the extra patient. Both specialist and primary care practices don’t have staff paid to bridge the gaps in care. The patients who are harmed are invisible to management processes. As a result, it’s certain that many people die. Partly this is a simple tale of how fragmented healthcare still is in the US, even in supposedly integrated health networks. But this is also an example of how an organization’s inward-looking view of the world misses what matters. Even a customer satisfaction survey would be unlikely to surface this problem, because the issue lies in what DIDN’T occur. Will patients report dissatisfaction with something that didn’t happen? Organizations need to understand the details of a customer’s journey, at scale, to see problems like this. But most don’t. And then they don’t know the cost of ignorance, because both the extent and toll of the problem are invisible. Think like a customer. Walk in their shoes. Look for what ISN’T happening. Sometimes, doing that could even save a life.

During the pandemic, I saw medical practices were losing new patients and revenue simply because they couldn’t answer all the calls they were getting. So I built a product to fix that. Here’s my story 👇🏼 One of my clients in Los Angeles saw staffing costs increase 15%, and even at those higher prices, staff was in short supply Despite a long reputation for outstanding patient care, this practice was in survival mode 🔥 As their trusted advisor, I realized I needed to think outside the box to tackle this problem I never tell anyone to rely on “silver bullet” thinking, but in this situation finding a silver bullet solution was the only option… …and then it clicked…💡 I realized that the core blocker for not just this practice but virtually every practice I worked with was the PHONES ☎️Phones have the highest switching cost for medical practices: Every time the phone rings, staff has to make a choice: answer it, or tend to operations And every choice becomes a game with no winners: Answer the phone and you might gain a new patient or schedule a current one, but your operations will suffer and your current patients will feel it ☹️ Or let the call go to voicemail to keep operations afloat while losing new and even existing patients ☹️ On top of all this, the solution this practice needed didn’t exist Any that did were either not HIPAA compliant, too expensive, required long contracts, or were too cumbersome to onboard and manage 💪🏼So I thought “Fine.
